Microsoft Dynamics 365 Customer Service (CRM) provides organizations with the tools needed to achieve success in customer service. Features like automatic case creation and queue management in Dynamics CS free up your time, allowing you to focus on areas where you can create the most value through human-centric and empathetic interactions directly with customers.
In this course, you will learn step-by-step how to create and manage service cases, interact with customers, and resolve issues efficiently using AI. Based on these solutions, your organization can leverage the data generated to handle new service requests more effectively and quickly. With insightful reports (Customer Service Insights), you’ll gain key analytics knowledge to resolve similar cases faster or even prevent new issues altogether.

A Dynamics 365 Customer Engagement (CE, also known as CRM) Business Consultant is responsible for analyzing business needs, gathering requirements, engaging subject matter experts and stakeholders, and defining solutions and application configurations as well as making recommendations. A functional consultant implements the solution using built-in features, no-code extensibility, and application and service integrations, leveraging the “no-code” and “low-code” capabilities of the Power Platform, designed for so-called citizen developers.
This course is designed for functional consultants working with Dynamics 365 Customer Service, as well as those working with other Dynamics 365 applications who wish to expand their knowledge of Dynamics’ standard out-of-the-box (OOB) functionalities in customer service solutions.
Module 1: Get started with Dynamics 365 Customer Service

Module 2: Managing cases with Dynamics 365 Customer Service Hub
- Examine the case resolution process in Dynamics 365 from beginning to end
- Identify the different options that are available for creating and defining cases
- Use business process flows to guide agents through case resolution
- Review when and how parent/child cases are used
- Identify when similar cases should be merged
- Work with case status reason transitions, and configure custom status transitions
Module 3: Use Microsoft Dynamics 365 Customer Service queues to manage case workloads
